Why messages go missing from Meta Business Suite

Instagram or Facebook messages that never reach the Meta Business Suite inbox usually come down to one of six settings. Here is each one, where to find it, and how to fix it, from Meta's own help pages.

A customer says they messaged you on Instagram, you can see it on your phone, and the Meta Business Suite inbox has nothing. Or a teammate says the inbox is empty when you know it isn't.

Messages rarely vanish. They are almost always sitting somewhere the inbox does not look, or behind a setting that stops the inbox from seeing them. Work through these in order. The first three cover most cases.

1. Instagram is not allowing access to messages

Instagram has a setting that decides whether anything outside the Instagram app may read your DMs. When it is off, Meta says "you can only view and send Instagram messages from Instagram", which shuts out Meta Business Suite, Facebook Pages and any other app you use for your inbox (Instagram Help).

To check it in the Instagram app:

  1. Go to your profile and tap the Menu in the top right.
  2. Tap Messages and story replies, then Message requests.
  3. Under Connected tools, turn on Allow access to messages.

The setting only appears for Instagram accounts connected to a Facebook Page, Meta Business Suite or a third-party app, so if you cannot find it, go to step 2 first.

Meta turns this on by default when you connect, and anyone with admin access to the Instagram account can switch it off again (Meta Business Help). If messages stopped showing up one day, someone may have flipped it.

2. The Instagram account is not in your business portfolio

Meta Business Suite only shows Instagram messages for an Instagram account that has been added to your business portfolio, and you need full control of that account (Meta Business Help). Only professional accounts can be added.

In Meta Business Suite, open Settings, then Instagram accounts under Accounts, and check your account is listed. If adding it fails, Meta lists these usual reasons (Meta Business Help):

  • You do not have full control of the Instagram account.
  • Another admin has to approve the request.
  • A personal Facebook profile was connected instead of your Page.
  • The account has a restriction on it.
  • The account already belongs to a different business portfolio. Each one can only be in one.

3. The message is in Hidden requests

This is the one that catches people out. Meta's troubleshooting page says: "Inbox only displays messages from your Instagram account's main folder. Messages in the Hidden requests folder will not sync with Inbox" (Meta Business Help).

Instagram puts messages in Hidden requests when they look offensive or like spam, or when they match words you have chosen to hide (Instagram Help). A real customer can land there. A price question that mentions a word on your hidden list is enough.

Open your messages in the Instagram app, check Requests and Hidden requests, and move anything real to your main folder.

4. Someone moved it to Done or Spam

A conversation marked as done moves to the Done folder, and messages can also be moved to Spam (Meta Business Help). If more than one person works the inbox, it is easy for a message to be tidied away before anyone answered it.

Use the inbox filters to look through Done and the other folders. Meta also suggests making sure nobody who manages the inbox is moving messages into other folders by hand (Meta Business Help).

5. Another app is handling your messages

If you use a third-party tool for Messenger or Instagram messages, Meta warns that "you may not see some new or existing messages in the default view of your All messages tab." Check the Done folder and other folders with filters, and you may need to set up conversation routing so the inbox gets the conversations you expect (Meta Business Help).

6. Your access does not include messages

If a teammate cannot see the inbox at all, they may not have the right access to the Page or Instagram account (Meta Business Help). To reply, Meta says you need messaging permissions for the Page, Instagram account or WhatsApp account (Meta Business Help).

Our guide to answering Facebook and Instagram DMs as a team shows how to give someone exactly that access.

Comments and WhatsApp

Two related gaps have their own reasons.

  • Comments. The inbox only shows comments from business assets connected to it. Comments on partnership ads and collab posts show only for the content creator (Meta Business Help).
  • WhatsApp. If there is no WhatsApp tab, you may be in a region that does not support connecting a WhatsApp Business account to the inbox (Meta Business Help).

After you find them

Once messages are flowing again, the next problem is making sure each one gets an answer, especially the ones that sat unseen for a few days. Those customers are often the least patient by the time you reach them.

A note on Stonechat

Stonechat reads your Facebook Page and Instagram DMs through Meta's official tools, so it depends on the same settings as Meta Business Suite. If Allow access to messages is off, Stonechat cannot see your Instagram messages either. The checks above apply to it too.

Questions people ask

Why do Instagram DMs show on my phone but not in Meta Business Suite?
The most common reasons are that Allow access to messages is turned off in Instagram's settings, that the message is sitting in Hidden requests, or that the Instagram account is not in your business portfolio. Meta's inbox only shows messages from the main Instagram folder.
Where is Allow access to messages on Instagram?
In the Instagram app, go to your profile, tap the menu in the top right, then Messages and story replies, then Message requests. The switch is under Connected tools.
Does turning on Allow access to messages let other apps read my DMs?
It lets Facebook Pages, Meta Business Suite and the third-party apps you have connected to your account view and send your Instagram messages. Apps you have not connected get nothing. When it is off, you can only read and send Instagram messages in Instagram itself.
Why can't I see the WhatsApp tab in the inbox?
Meta says you may not be in a region that supports connecting a WhatsApp Business account to the inbox.
